I just met with ceo and this is what he is looking for. Traditionally we rarely use Consulting Firms but he may be open to the idea for the right person. Of course he wants me to use social networks etc. The length may be very short, a few weeks, a month? This may not be worth your while but I figured I'd throw it out there.
User Support Functional Expert. We are launching a new initiative focused on one of the primary Knoa user cases where customer get value from our product â" end user support. This will begin with customer reviews, process diagrams, connectors to other systems, etc. It is a quite complex area. WE need several subject matter experts who can help us understand in detail the following kinds of things:
a. How are end user support organizations organized?
b. How are end user support organizations measured?
c. What kind of reports are provided on a regular basis regarding performance?
d. How is workflow estimated ahead of time?
e. What is the role of level one, level two and level three in the problem resolution process?
f. What are typical metrics in terms of time per call, time to resolve, etc.
g. Which of the key functions within the user support platform (such as Remedy) are used by most customers?
h. What are the specific processes used to answer a call, log a ticket and send the ticket to the right place to get addressed?
i. How is ticket resolution tracked?
j. How are support reps measured in terms of performance?
k. How are solutions to known problems stored and communicated to users?
l. How are super user networks set up and maintained?
The ideal consultant should have the following:
1. Experience with SAP Solution Manager, BMC Remedy, Accenture, Right Now or other User Support Software.
2. Experience as a User Support Manager in a large organization or experience providing detail business analysis for end user support areas.
3. Excellent communication skills (verbal and written), extensive experience with business analysis, white papers and general documentation.
